Design the service promise first

Describe inquiry types, customer expectations, availability, languages, acceptable response time and the agent’s authority. An SLA is not an abstract number; it reflects the risk and economics of each scenario.

Keep routing short and testable

Every extra transfer increases the risk of context loss. Define priority rules, the next-action owner and a fallback route. Record exceptions so they become input for process improvement.

Measure quality through observable behaviour

A scorecard should assess concrete actions: problem discovery, information accuracy, data capture, next step and mandatory wording. Calibration between reviewers matters more than a very large sample.

Manage capacity with forecasts and queues

History, seasonality, handling time and service target help estimate capacity. Look beyond averages to distribution tails, repeat contacts and after-call work.
